Abstract

Das Kapitel geht auf die komplexen Arbeitsbedingungen von Callcenter-Betreibern ein und beleuchtet den Stress und den Zeitdruck, dem sie ausgesetzt sind. Sie identifiziert zentrale Herausforderungen wie unzureichende Automatisierung und unzureichende Ausbildung, die durch die COVID-19-Pandemie verschärft werden. Die Autoren schlagen einen neuartigen anthropozentrischen Ansatz zur ergonomischen Unterstützung vor, der sich auf quantitative Bewertungen und prädiktive Modellierung konzentriert. Anhand funktionaler Netzwerke und Queue-Modelle wird gezeigt, wie die Arbeitsbelastung der Bediener optimiert und die Effizienz der Kontaktcenter insgesamt verbessert werden kann. Die Studie umfasst praktische Beispiele und Computerprogramme und bietet einen soliden Rahmen zur Verbesserung der Arbeitsbedingungen und der betrieblichen Leistung.
